The trade-off. Automated resolution works on the repetitive middle of the distribution and struggles at the edges. It also hides the cause. A ticket an AI agent closes instantly is still a ticket the customer had to raise.

The trade-off. Usage and resolution are not the same thing. In the same Gartner survey of 5,728 customers, only 14% of customer service issues were fully resolved in self-service, and in 43% of cases customers could not find relevant content for their issue.

What it does. Workforce management forecasts contact volume, converts the forecast into staffing requirements, and builds schedules against it. Platforms include Assembled, Verint, NICE, and Playvox. Forecasting is what keeps service levels stable through seasonality, launches, and incidents.
The trade-off. Workforce management optimizes for the volume it expects. It makes a support organization efficient at absorbing demand, but it treats that demand as a fixed input rather than something that can be reduced.
When it's the right focus. Choose here when service levels swing week to week and the team is either idle or underwater.
What it does. Quality assurance (QA) platforms sample conversations, score them against a rubric, and route the results into agent coaching. Platforms include MaestroQA, Klaus, and Zendesk QA. The trade-off. Most QA programs sample a small percentage of conversations, so the scores describe the sample rather than the queue. QA also measures how well an agent handled a contact, not whether the contact should have happened.
